Service Level

Definition

The share of interactions handled within a defined target time.

How it works

Service level is commonly measured as the share of contacts handled within a defined time; thresholds and exclusions must be specified. Contact-centre routing and performance metrics need to be interpreted against service targets, staffing levels and the complexity of incoming requests.

Business example

A contact centre measures the proportion of calls answered within a 20-second target under its agreed calculation rules.

What to consider

Agree on metric definitions and reporting periods. A single number without quality, repeat-contact and workload context can lead to misleading conclusions.
