Agent Occupancy

Definition

The share of an agent's available working time spent handling customer interactions.

How it works

Occupancy compares contact-handling time with available agent time; sustained near-maximum occupancy can harm service quality. Contact-centre routing and performance metrics need to be interpreted against service targets, staffing levels and the complexity of incoming requests.

Business example

A contact-centre lead monitors occupancy to balance staffing levels and avoid sustained overload.

What to consider

Agree on metric definitions and reporting periods. A single number without quality, repeat-contact and workload context can lead to misleading conclusions.
