Skill-Based Routing

Definition

Routing interactions according to agent skills, language proficiency and other competencies.

How it works

Calls are matched to language, expertise or permissions; a fallback is needed when no suitably skilled agent is available. Contact-centre routing and performance metrics need to be interpreted against service targets, staffing levels and the complexity of incoming requests.

Business example

An English-speaking customer is routed to an agent fluent in English and familiar with the relevant service.

What to consider

Agree on metric definitions and reporting periods. A single number without quality, repeat-contact and workload context can lead to misleading conclusions.
